The five-step method

Give every sentence a job.

Respond to both the positive and negative parts instead of selecting only the easy part.

Do not confirm account details, transactions, health information, or disputed facts in public.

When follow-up is needed, direct the customer to a verified person, number, or private channel.

Positive reviews

Thank them for something specific.

Mention the team member, product, service, or feeling the customer described. Avoid repeating the entire review or ending every response with the same invitation.

Example: “Maya, thank you for noticing how carefully Chris explained the repair options. Clear answers and no pressure are exactly what we want every visit to feel like.”

Negative reviews

Acknowledge first. Investigate privately.

Do not argue, disclose customer history, or promise a refund before the facts are reviewed. Acknowledge the concern and offer a verified private route for follow-up.

Example: “Jordan, we understand why an unclear timeline would be frustrating. We do not want to guess about the appointment details in public. Please contact our service manager at the number listed on our profile so we can review this properly.”
